Understanding what the customer is upset about and being apologetic and ensuring they understand that you are doing all you can to help them by remaining calm and using my personal knowledge advise them on what the next steps are to resolving their issue.

By letting the customer "vent" and then calmly being apologetic and explaining to them what the program actually does instead of what they sales guy told them it did.
